Available in PDF, EPUB and Kindle. Book excerpt: Excellence in customer service is the hallmark of success in service industries and among manufacturers of products that require reliable service. But what exactly is excellent service? It is the ability to deliver what you promise, say the authors, but first you must determine what you can promise. Building on seven years of research on service quality, they construct a model that, by balancing a customer's perceptions of the value of a particular service with the customer's need for that service, provides brilliant theoretical insight into customer expectations and service delivery. For example, Florida Power & Light has developed a sophisticated, computer-based lightening tracking system to anticipate where weather-related service interruptions might occur and strategically position crews at these locations to quicken recovery response time. Offering a service that customers expect to be available at all times and that they will miss only when the lights go out, FPL focuses its energies on matching customer perceptions with potential need. Deluxe Corporation, America's highly successful check printer, regularly exceeds its customers' expectations by shipping nearly 95% of all orders by the day after the orders were received. Deluxe even put U.S. Postal Service stations inside its plants to speed up delivery time. Customer expectations change over time. To anticipate these changes, Metropolitan Life Insurance Company regularly monitors the expectations and perceptions of their customers, using focus group interviews and the authors' 22-item generic SERVQUAL questionnaire, which is customized by adding questions covering specific aspects of service they wish to track. The authors' groundbreaking model, which tracks the five attributes of quality service -- reliability, empathy, assurance, responsiveness, and tangibles -- goes right to the heart of the tendency to overpromise. By comparing customer perceptions with expectations, the model provides marketing managers with a two-part measure of perceived quality that, for the first time, enables them to segment a market into groups with different service expectations.

Never before have so many service quality and customer satisfaction techniques been gathered, efficiently organized, and clearly presented in a single volume. This unique guide takes you through the maze of measurement tools, explaining each with clarity using exhibits and examples. Parts I and II give an overview of what service quality is and how standard measurement techniques can actually mislead if used incorrectly. In Part III, Chakrapani uses his "P3D3" matrix to explain which tool works best for different measurement needs. Part IV describes how to measure customer satisfaction, and Parts V and VI tie it all together with a discussion of developing a philosophy of quality and an overview of how to apply the right tools to different measurement problems. This book is an excellent introduction to those who are new in the field, as well as an indispensable reference for veterans in service quality and customer satisfaction.

Available in PDF, EPUB and Kindle. Book excerpt: Organizations are struggling to improve customer-focused quality in today's highly competitive domestic and global markets. Better design, implementation, and daily management of quality improvement strategies is essential for survival. Quality improvement principles, when thoughtfully applied and appropriately modified to meet all types of customer demands, are a sound means to respond to changing markets. However, when various quality and productivity theories and methods are applied without changing the organizational culture, it is very difficult to consistently deliver quality results. This important new book focuses on quality improvement methods for high performance in public and private services not covered in other books: applications focus on construction, education, government, insurance, public utilities, health care, and nonprofit services. Rather than detailing the technical processes to achieve inspection, planning, quality auditing, statistics, or risk assessment, this book presents step-by-step guidelines, recommendations, and action plans for changing service organizations to implement quality improvements. Sound theory and careful strategic planning are presented to assist readers in developing an understanding of how to select the essential elements of systems that best fit their customers' needs.

There is no thorough research needed to derive that conclusion, simply ask around. The evi dence is overwhelming. True horror stories exist of all types of services in all types of sectors. It is even becoming a business in itself. Television shows that are based on customer complaints about services are becoming more and more popular. As is the case in the millennium problem, management of service companies experiences a lot of problems in the hardware and the software of services. There are still prob lems in defining and developing the service, and problems in creating, realizing and managing weil defined services. Is there than no progress at all? We believe there iso The enormous attention for services has its advantages as weil. In various places innovations are realized, and what is more important are linked to theory. Only in this way learning becomes pos sible. Eventually innovative practice will reflect in the development of theory, and in turn good practice will be based on solid theory. This series tries to support this pro cess by presenting a number of innovative practices, and examples of testing theory in service quality marketing and management.

Book excerpt: Commercial Practice is the work done for the earning, acquisition, and ownership of existence and within existence! What one acquires, the one is said to own, resulting in the application of ownership to anything at all acquirable, including the slave; however, the slave is held in possession disowned and hence cannot be said to be owned! We cannot accurately say that one owns a slave nor that a slave has owner, when the slave is held disowned! The disowned thing has no owner. The application of ownership to the slave has brought difficulty in telling the relationship between parent and child, husband and wife, employer and employee, and citizen and state, for instance, as a person being owned sounds as the person being a slave. We have redeemed the reality of ownership. There are things one can own and things one cannot own although acquirable: therefore, there are things one has the Right to acquire and things one has no Right to acquire. If you cannot own it and you acquire it then you have stolen it, rendering you a criminal, as theft is a crime! Learn Commercial Practice: it is the legitimate method of acquiring and possessing, and ownership.

Book excerpt: Develop cost-effective, long-term solutions to your network traffic control problems. Even if you can find the money to do it, overengineering your network will not solve your traffic flow problems. As the authors of this groundbreaking guide clearly demonstrate, the best long-term solution to network congestion and bottlenecks can be found in a set of Quality of Service (QoS) architectures, policies, and technologies known as differentiated Classes of Service (CoS). Quality of Service is a valuable working resource for technical managers charged with solving the problem of how to handle the exploding volume of traffic on their companies' networks. The authors explore the roots of the current network traffic control crisis and they provide a realistic assessment of the gamut of standard, new, and emerging QoS/CoS technologies. They consider all crucial, design, cost, and support issues surrounding quality of service deployment for all types of networks, including intranets and multimedia networks. And they provide managers with a rational framework for finding the most cost-effective QoS/CoS solutions to their organizations' long-term networking goals. Key technical issues covered include: * Queuing disciplines, traffic shaping, and admission control techniques * Quality and differentiation hooks found in TCP/IP * Getting the most out of Frame Relay and ATM technologies * QoS/CoS techniques for dial-up services * Integrated Services Architecture and RSVP.
