One of the outcomes of this changing nature of services is the proliferation of self-service technologies, which reflect a new way how companies seek to efficiently serve their customers. However, not all self-service technologies are successfully adopted, and not all consumers engage in the technology-based self-service economy. So, what drives consumers to provide services by themselves without service employee involvement? This master thesis aims at gaining further insight into the factors being critical to the consumers’ adoption of self-service technologies. In particular, this research focuses on the role of consumer readiness consisting of role clarity, motivation, and ability, and the moderating effects of consumers’ trust and experiences related to the service provider and the self-service technology on the consumers’ voluntary decision to use airlines’ self-check-in op-tions. In addition, a potential self-service technology interface dependence of the adoption factors’ influence is examined by means of a scenario-based approach. The corresponding empirical study makes use of a web-based survey facing the 239 respondents with the choice between the counter check-in and either a kiosk or Internet check-in option. The results confirm the critical role of motivation and role clarity, but question the raison-d’être of the dimension ability. The findings also provide evidence for trust and experiences having moderating effects on the relationship between consumer readiness and self-service technology use. A potential self-service technology interface dependence of the factors is suggested by the results; however, the alternative explanation that the sample’s Internet-experience is responsible for the identified dependence can not be ruled out. This master thesis contributes to a deeper understanding of critical factors influencing the adoption of self-service technologies, and underlines the importance of integrating all three aspects relevant to SST adoption – the consumer, self-service technology, and service provider.

We complemented well-defined industry-level models of technology adoption by building an original system dynamics model of the relationships of the technology firm with its enterprise customers. Important dynamics were derived from the review and analysis of selected leading edge managerial frameworks that were best suited for the studied business. The market analysis includes interviews with potential enterprise and small business cloud customers, market analysts, and executives at several companies selling cloud computing services. At the firm level, we modeled the effect of different product launch and development strategies and the impact of organizational learning on new business development. The system dynamics model is a management flight simulator that overcomes the limitations of classical management frameworks. The model was calibrated against historical product adoption data that was provided by a leading global information service provider. By running different scenarios, managers may simulate the impact of investments in research and development and marketing. Managers may also test the implications of successfully designing a positive customer experience and of adopting a culture of continuous improvement and business experimentation. The results of this study show that in order to survive and compete in the digital economy, information technology companies need to shed a comfortable yet myopic focus on technology advantage and acquire the capability to develop and execute business strategies focused on excellent and inimitable customer experience. The willingness to experiment and ability to learn are critical success factors. Sustainable competitive advantage also hinges on having the ability to run business experiments, fail, learn from failures and effectively spread that knowledge through the organization.

The case of formal methods is a paradigmatic example of continual failures. The published cases with problems or failures only constitute the visible part of a large iceberg of adoption cases. It. is difficult to get companies to openly express the problems they had; however, from the experience of the author, failure cases are very common and they include any type of company. Many reasons to explain the failures (and in some cases the successes) could be postulated; however, the experiences are not structured enough and it is difficult to extract from them useful guidelines for avoiding future problems. Generally speaking, there is a trend to find the root of the problems in the technol ogy itself and in its adequacy with the preexistent technological context. Technocratic technology transfer models describe the problems in terms of these aspects. Although it is true that those factors limit the probability of success, there is another source of explanations linked to the individuals and working teams and how they perceive the technology.
