De plus, le résultat de la communication externe, censé concrétiser ce positionnement, est souvent différent de la volonté stratégique des décideurs, en particulier lorsqu'il s'agit de services. Certains auteurs parlent alors d'un écart entre "le positionnement voulu" et "le positionnement perçu" (Pontier, 1986) sans pour autant cerner et chercher à contrôler les origines de cet écart. Ainsi, cette recherche tente de montrer en quoi le personnel en contact est une source de biais importante. Et ce, par l'évaluation de l'impact de son rôle sur la communication externe de l'entreprise. Elle préconise alors, non seulement le contrôle ou la formation de ce personnel, ce qui renforcerait ce qui est rapporté par la littérature des services (Weitz 1978, Zeithaml 1981, Zaltman 1997...) à ce sujet, mais surtout, son intégration au sein du processus de communication élaboré par l'entreprise.
